Policy and FAQ support is a useful first workflow when your team receives repeated questions with answers already contained in maintained business content. It lets you evaluate knowledge quality and conversation behavior before adding live customer-data integrations. The goal is to give customers a clear, accurate answer and an appropriate next step. A fast reply that goes beyond the policy is not a successful result.

Choose questions with a dependable answer

Review recent enquiries and select a small group that share a reliable source of truth. Opening hours, delivery areas, basic product guidance, and published returns conditions are common candidates. Keep customer-specific questions separate. “What is your returns policy?” can come from knowledge. “Has my return been received?” needs a current record from a connected system.

Prepare the content behind the answer

Choose the current policy, remove superseded versions, and make exceptions explicit. Give the article a descriptive title and organize related information into clear sections. If the business has not decided how to handle a case, the agent should not be expected to invent the policy. Agree on a human handoff or clarification path until an approved answer exists.

Build a small, useful test set

Write ten questions covering ordinary wording, paraphrases, and boundaries. For a fictional retailer, ask about normal delivery areas, an unsupported location, and a public-holiday exception. Compare the responses with the source. Record whether the answer is correct, incomplete, unsupported, or appropriately escalated. Use the failures to improve the content and instructions before expanding the test set.

Handle the questions outside the source

Include a deliberate gap in testing. Ask about something the content does not answer and check that the agent follows your configured policy for uncertainty. For example, a damaged-item dispute may need a person even when the ordinary return window is clearly documented. The agent can explain the known policy while preserving the route to the team for the exceptional case.

Evaluate the workflow before adding more

Review answer accuracy, useful escalation, and the effort required to keep content current. Do not count every generated reply as a resolved customer problem. Once the knowledge workflow is reliable, consider whether a live lookup would meaningfully improve the customer experience. Add it as a separately tested capability with the required identity checks. Use the trial preparation guide to turn your selected questions into a focused evaluation.
